Evaluate sentiment and intent separately: sentiment estimates how an interaction is expressed, while intent identifies what the customer is trying to accomplish. Neither signal proves how a person feels internally or whether an issue was resolved.
Level AI describes contextual sentiment and intent analysis in its VoC product. Amazon Connect documentation explains sentiment trends across conversation turns and contact-level analytics. These are different documented representations; normalize the meaning of an output before comparing its numeric value.
What needs a human-defined label?
Write definitions for the decision you intend to support. For sentiment, distinguish dissatisfaction with a product from hostility toward an agent. For intent, distinguish a cancellation request from a question about cancellation policy. An identical keyword can occur in both situations, and a customer can change intent midway through a call.
Have reviewers label examples independently before resolving disagreements. Keep an unresolved category when evidence is insufficient. Forcing every ambiguous conversation into a confident class makes a dashboard look complete while hiding the hard cases.
Which errors matter most?
| Failure mode | Operational consequence | Suggested check |
|---|---|---|
| A product complaint is treated as an agent behavior problem | Coaching targets the wrong cause | Review what the emotion is directed toward |
| A policy question is treated as a cancellation request | An unnecessary escalation is created | Require evidence of the customer's requested action |
| A resolved call ends with an old negative label | Outcome reporting loses the conversation's progression | Inspect turn-level changes alongside the final outcome |
How should the pilot be measured?
- Build a labeled set reflecting the languages, channels, and contact reasons in scope.
- Hold back examples from configuration and rubric tuning.
- Measure false alerts and missed cases for each intended label; do not rely on one combined accuracy figure.
- Check mixed sentiment, sarcasm, short messages, transcription mistakes, and conversations with several intents.
- Confirm that reviewers can inspect the evidence supporting a prediction and correct the operational record.
Use the same evaluation population for all candidates. Record model and configuration versions so a later improvement can be separated from a changed test set. Any example counts or thresholds chosen for a pilot are operating choices, not published industry benchmarks.
When should a score trigger action?
Start with an analyst review queue rather than an automatic adverse decision about an employee or customer. Track whether alerts lead to useful interventions and whether reviewers repeatedly override a label. A model can be helpful for finding candidate problems even when it is not reliable enough to determine the final outcome.
Continue with VoC platform selection for the investigation workflow and QA calibration for reviewer agreement.
Which sentiment-analysis approach should a contact center compare?
| Documented scope | Conditional fit | Evidence still needed |
|---|---|---|
| Level AI: conversation/survey insights, sentiment and intent analysis | Investigate when sentiment must be reviewed beside customer themes and feedback | Your label definitions, channel/language coverage, false positives and exportable supporting context |
| Amazon Connect: conversational sentiment and contact categorization | Investigate for an existing or proposed Connect analytics workflow | The configured channel path, label mapping and performance on your conversations |
Use an interpretation sheet containing the customer goal, sentiment target, utterance span and uncertainty. In the invented example “Your agent was kind, but this replacement still does not work,” product frustration and praise for the agent coexist. “Negative” without its target loses the decision the analyst needs to make. “Request a replacement” is intent; it does not establish the customer's emotion or whether the task was resolved.
For a proposed billing-escalation label, inspect true matches, harmless mentions of billing and missed escalation requests separately. Use reviewed denominators to report precision and missed-case rates. Keep unknown labels visible. Choose a vendor only after equivalent evidence on the required task; the product descriptions do not establish a universal sentiment winner.
Limits
Public documentation establishes available signal types, not independently tested emotional understanding. This index has not benchmarked either product. Transcription, channel coverage, language support, and labeling policy can change results; validate them on the actual deployment population.
